Customer support on WhatsApp
Answering order questions where your buyers already are, with templates, clear hours and care for their data

The situation
Consider an illustrative Jaipur block print label with a small team and a busy Instagram page. The founder's personal WhatsApp number is on the website. During a sale it receives a few hundred messages a day: "Where is my order?", "Do you have this in XL?", "Can I change my address?", "Is COD available for my pincode?". Replies depend on who is holding the phone, some messages are missed for days, and buyers' addresses and phone numbers sit in a personal chat history.
WhatsApp is the right place to be. Buyers expect it, and a quick answer there often saves a sale or a return. It just needs the same care as any other part of the store.
Step one: use a business account
Move support off personal numbers. The WhatsApp Business app suits a small team on one phone. As volume grows, the WhatsApp Business Platform, usually reached through a provider, lets several people answer from one number and connects to your store's order data.
Either way, give support one number that stays with the business when people change roles. Put it on the website, order emails and packaging.
Step two: know what people ask
Before writing anything, read a month of chats and sort the questions. For most stores, a handful of types cover the bulk of messages:
- Where is my order?
- Size, colour and stock questions before buying.
- Changing an address or cancelling an order.
- Returns, exchanges and refunds.
- Payment problems: money debited but no order, COD availability.
Count them. The biggest group is where better answers, or fewer questions, pay off first.
Step three: answer "where is my order" before it is asked
Order status questions are the easiest to reduce. Buyers ask because they are unsure, so tell them at each step: order confirmed, packed, shipped with a tracking link, out for delivery, delivered.
On ShopenUp, customer notifications for order updates and order tracking are native. Make sure every message carries the order number and a working tracking link, and that the tracking page on your store explains what each courier status means in plain words. See orders and fulfilment.
Step four: write templates in your own voice
Templates keep answers consistent when several people reply. Write short ones for each common question, in the languages your buyers use. A few principles:
- Lead with the answer, then the detail.
- Use the buyer's name and order number.
- Give a clear next step and a time: "Your parcel left our Jaipur studio today. Tracking usually updates within 24 hours."
- Keep a friendly, human tone. Avoid long blocks of policy.
If you use the WhatsApp Business Platform, messages you start (such as shipping updates) generally need pre approved message templates, and there are rules on when you can send free form replies. These rules change, so check the current WhatsApp Business policies with your provider before you set up.
Step five: get opt in and respect it
Buyers should agree to receive WhatsApp messages from you, and WhatsApp's own policies expect it. Ask clearly at checkout or in the order flow, with a checkbox that is unticked by default, and record the answer.
Keep order updates and marketing apart. A buyer who wants shipping updates has not agreed to daily offers. Offer an easy way to stop messages, and honour it quickly.
Step six: set hours and say them
Promise only what you can keep. Choose support hours, such as 10 am to 7 pm, Monday to Saturday, and say them in your WhatsApp profile and on the contact page. Outside those hours, an automatic reply that states when you will answer, and links to the tracking page and returns policy, handles many questions on its own.
Track two numbers each week: how long the first reply takes, and how many chats are still open at the end of the day.
Step seven: handle shopper data with care
Chats contain names, phone numbers, addresses and sometimes photos of products or payment screens. Under India's Digital Personal Data Protection Act, 2023, this is personal data, and your business is responsible for how it is used and protected.
In general terms:
- Use chat data only for the purpose the buyer gave it, such as resolving their order.
- Limit who can see support chats, and remove access when people leave.
- Do not copy addresses or phone numbers into personal phones or spreadsheets.
- Decide how long you keep chat history, and delete what you no longer need.
- Tell buyers in your privacy notice that you use WhatsApp for support.
Confirm the specifics with your lawyer. Our guide on shopper data and the DPDP Act goes further, and TrustOS is the group's DPDP compliance product if you need consent and request handling at scale.
How this works on ShopenUp
Native on day one: order notifications, order tracking, customer profiles with order history, and webhooks that fire when an order changes. Live chat and WhatsApp integration are built for you: connecting a WhatsApp Business Platform provider so that agents see the buyer's orders next to the chat, and order events send template messages automatically. We scope this with you and build it on the API and webhooks.
Limits
WhatsApp support takes people. Templates and notifications cut the volume, and the questions that remain need someone who can check stock, approve an exchange or calm an upset buyer. Plan staff for sale weeks, when messages can rise many times over.
Checklist
- One business number, shown everywhere.
- A month of chats sorted into question types.
- Order notifications with tracking links at every step.
- Templates for the top questions, in your buyers' languages.
- Opt in recorded, with marketing kept separate.
- Support hours published, with an out of hours reply.
- Access to chats limited, and a retention period set.

Getting ready for a festive sale
For many Indian stores, a few festive weeks bring a large share of the year's orders. They also bring the year's worst problems: stock that runs out, codes that do not work, couriers that are overloaded and messages nobody answers. A four week plan avoids most of them.

Measuring store performance
Sales alone hide a lot. Six numbers give a fuller picture: conversion rate, average order value, repeat rate, RTO rate, return rate and contribution margin per order, each with a clear method and a response when it moves.

Selling on Instagram and your own store together
Instagram is good at getting attention and poor at taking orders at volume. Use it to show products and start conversations, send buyers to your own store to pay, and keep one stock count so the two never disagree.
